Property Management and Real Estate: Tenant Calls, Viewings, and Maintenance Lines
A property business answers three kinds of call on what is often a single number: a tenant with an urgent problem, a prospective buyer or tenant wanting a viewing, and a contractor or owner with an administrative query. The first cannot wait, the second converts to revenue, and the third is bookkeeping. Mixing them means the urgent call waits behind the viewings, and the viewing call is handled by someone in the middle of arranging an emergency repair. Separating them is the core design decision.
Sort by Consequence, Not by Caller
The natural split is not by who is calling but by what happens if the call is delayed. A burst pipe needs a person within minutes. A viewing request needs a response within hours. An owner statement query needs a response within days. Designing the menu around consequence produces a structure that staff can explain and callers can navigate, and it gives the business a defensible answer when someone asks why their call was queued.
| Call type | Urgency | Routing approach |
|---|---|---|
| Maintenance emergency | Immediate | Dedicated option, out-of-hours route to an on-call number |
| Routine repair request | Same day | Queue with a reference, logged against the property |
| Viewing or valuation request | Hours | Sales or lettings queue, with callback |
| Tenant general enquiry | Day | Property manager queue, routed by portfolio where possible |
| Contractor and supplier | Day | Separate line, bypasses tenant queues |
Route by Portfolio Where the Platform Allows
Where a manager looks after a defined set of properties, routing calls by the property rather than by the caller's choice reduces misdirected calls. A small number of menu options mapped to portfolios works well; a menu that lists forty properties does not. The practical compromise is a menu by region or portfolio, with the property named at the start of the conversation so the call can be logged correctly.
- Give maintenance emergencies their own option and their own out-of-hours path
- Keep a separate line for contractors so tenant queues stay clear
- Record which property the call concerns in the first thirty seconds
- Test the out-of-hours route at the start of every tenancy season
- Ensure outbound caller identity shows the business number, not a personal mobile
The Record Matters as Much as the Call
A large part of property communication is evidential: who reported what, when, and what was agreed. That makes call records, notes, and confirmation messages part of the service rather than an administrative extra. Where the phone system can pass caller identity and a call reference into the property management system, the record is created without extra work. Where it cannot, the team creates it manually, and the gaps appear exactly when a dispute arises.
Working Away From the Office
Property staff spend much of the day out of the office. Mobile extensions and softphones let them take calls on the same extension number, which keeps the business number consistent for tenants and contractors. The design question is which calls should follow a person and which should stay with the desk, because a viewing in a basement flat is a poor place to take an emergency maintenance call.
Redstone Approach
Redstone IP-PBX platforms support time-based routing, queues by team, mobile and remote extensions, and call detail records that can be exported for reporting. Deployment includes agreeing the urgency taxonomy with the property team and testing the out-of-hours route as part of commissioning rather than after the first emergency.
