AI Agent Assist: Using AI to Support Agents, Not Replace Them
AI in the contact centre is usually discussed as a headcount decision: replace agents with bots, or keep agents and add bots. The useful question is narrower and more practical: which parts of the work are repetitive, low-value, and tolerated rather than rewarding, and can AI do those well enough to hand off? Where the answer is yes, agents keep the judgement work they were hired for and shed the parts that make them leave. Where the answer is no, the organisation has bought a tool that produces wrong answers at the speed of a system. This article covers where AI assist genuinely helps, the risks that are specific to live conversations, and how to measure whether agents trust it.
Automate the Work Agents Tolerate, Not the Work They Exist For
The first filter is about work, not technology. AI assist is well suited to summarising calls, retrieving context, drafting responses for review, and filling records that agents produce under pressure at the end of every contact. It is poorly suited to making decisions about a customer in distress, or to giving advice that carries regulatory weight, because the cost of error falls on the organisation and the benefit is uncertain. Choosing by work type first produces a much safer tool than choosing by capability first.
| Work type | AI assist suitability | Why |
|---|---|---|
| Call summaries and dispositions | High | Repetitive, mechanical, and produces a record nobody wants to write |
| Context retrieval and recommendations | High if grounded in real data | Saves search time; fails if data is stale or irrelevant |
| Draft replies for review | Medium | Accelerates work but the agent must read and approve |
| Live conversation guidance | Medium with guardrails | Real-time errors are visible to customers and hard to retract |
| Regulatory or financial advice | Low | Error cost is unacceptable at any speed |
Guardrails for Live Conversations
AI that talks to customers live has one fundamental problem: it can be confidently wrong, and the customer cannot tell. The guardrail is not a quality goal; it is a design constraint. Where AI participates in live conversation, the system must know when it does not know, must be able to hand over smoothly, and must be monitored closely enough that a bad pattern is caught before it becomes a trend. Assisting an agent with information that the agent then verifies is a different risk profile from letting the AI talk.
- Prefer AI that suggests rather than acts, so a human decision sits between the suggestion and the customer
- Give the agent an easy, visible way to reject or correct an AI suggestion
- Log every AI interaction so failures can be reviewed rather than guessed
- Treat any AI error that reached a customer as a defect with an owner, not as a curiosity
- Never let AI handle a conversation about the customer's own entitlements or status without a live human
Measure Trust, Not Just Usage
Usage statistics tell you whether the tool is installed. They do not tell you whether it is trusted. The useful measures are acceptance rates of AI suggestions, time saved when agents follow them, and qualitative feedback about whether the tool is helping or adding cognitive load. An AI assist that agents ignore is a cost, not a feature, and the earlier that is known the less was invested in it.
Redstone Approach
Redstone supports contact centre deployments on the REX IP-PBX platform with comprehensive call recording and reporting that provides the data foundation for AI-assisted workflows. Our teams can help you identify which parts of the agent workflow are safe to automate, design guardrails for anything that touches the customer directly, and measure whether the tool is changing the work or simply adding a step. AI platform selection and model behaviour remain yours; we scope integration and measurement work in writing.
Redstone Systems, Inc. founded in Delaware, USA in December 2002, has been the ODM vendor for many well-known communications companies, serving the Southeast Asian market. In 2020, Redstone Systems will begin to return to the North America market with its self-developed brand.
Redstone has a complete product line of intelligent voice gateways, providing IP-PBXs, analog VoIP gateways (FXS/FXO), digital VoIP gateways (E1/T1), border appliances, and session boundary controllers (SBCs).
